Complaints and Dispute Resolution
A complaint about an online casino is won on paperwork, not on tone. This page sets out the escalation ladder a player in Portugal can actually use, the evidence to keep from the first message onwards, the deadlines that quietly close the door, and one distinction that catches almost everyone out: neither the SRIJ nor the Portuguese electronic complaints book necessarily covers an operator licensed abroad. We are an independent review site — we cannot open a case for you, but we can tell you where the ladder starts and where it ends.
Step One: the Operator's Support Desk
Every scheme above this level will refuse a case that was never put to the operator first, so this rung is not optional. Write to Ginga support and state what happened in facts: the exact date and time with your time zone, the amount in euros, the transaction or payment reference from your bank or wallet, the email the account is registered to, and a screenshot showing the error or the payment status as you see it. Close with one sentence saying what outcome you want — the balance released, the bonus restored, the account reopened.
Use a written channel. Live chat is fine to start, but ask for the transcript to be emailed before you close the window, because a timestamped record is what a dispute body will want and a remembered conversation is worth nothing. Keep every ticket number and agent name in one folder from the beginning. Practical guidance on framing that first message is on our support page.
Step Two: the Operator's Complaints Manager
If the reply resolves nothing, or nothing arrives at all, ask in writing for the case to be escalated to a supervisor or to the operator's complaints department, and set a deadline in your own message — a fortnight is reasonable and it starts a clock you can later point to. This is a formal stage, not a repeat of step one: reference the original ticket number, summarise what was said, and attach the same evidence pack. Most licences require the operator to give a final written answer within a defined period, and that final answer, or the failure to give one, is the document the next rung needs.
Step Three: ADR and the Regulator — and What Applies in Portugal
Above the operator sits the alternative dispute resolution (ADR) body named in its own terms and conditions. Schemes such as eCOGRA and IBAS are examples, but which one applies depends entirely on the operator, so read the terms rather than assuming. Above the ADR sits the authority that issued the licence, whose name and number are printed in the operator's footer.
Here is the part specific to Portugal, and it matters. Legal online gambling in Portugal is licensed by the SRIJ — Serviço de Regulação e Inspeção de Jogos, part of Turismo de Portugal, and the SRIJ handles complaints about operators holding a Portuguese licence. Ginga operates under an international licence, not an SRIJ one, which means the SRIJ does not supervise it and cannot arbitrate your case. The complaint has to travel to the ADR scheme and the regulator named in that international licence instead.
The same applies to the Livro de Reclamações Eletrónico, the Portuguese electronic complaints book. It is a genuine and powerful route, but it binds companies established in Portugal — a business with a Portuguese establishment must accept entries and answer them within the statutory period. An online operator with no establishment in Portugal is outside that system, so an entry filed against it may simply have nowhere to land. Portuguese consumer bodies and the European Consumer Centre can advise on cross-border consumer disputes, but a gambling dispute with a foreign-licensed operator is ultimately a matter for that operator's own regulator. This is one of the concrete costs of playing outside the SRIJ framework, and we set it out in the same terms in our Ginga review.
Deadlines and the Evidence Pack
Time limits are the quiet killer. ADR schemes normally require the operator to have been given a reasonable period to reply first — often several weeks — and they equally refuse cases that have aged past their own window, commonly six months from the operator's final answer. Note both dates the moment they occur: the day you first complained, and the day the operator answered or stopped answering.
Assemble one file and keep it complete: account ID and registered email, the dates and times of every event, amounts in euros, transaction references, screenshots of the cashier and of any error, the full correspondence including chat transcripts, and a short statement in your own words describing what happened and what you are asking for. Submissions usually go through the body's own web form. A pack that is complete on the first submission is very often decided on the first submission.
The Disputes That Come Up Most Often
A delayed withdrawal is rarely a refusal. The usual causes are verification that was never finished, a name on the payment method that differs from the name on the account, a payout requested to a method other than the one used to deposit — Paysafecard is the classic case, since it funds an account but cannot receive money back — or an active bonus whose wagering still locks the balance. Add the internal approval window of up to 24 hours before the method's own timing starts, and an ordinary wait can feel like silence.
A cancelled bonus almost always traces to one line in the terms: a stake above the maximum allowed while wagering, a game that does not contribute, or a withdrawal made before the playthrough closed. A limited or closed account usually links to a duplicate registration, a country the licence does not cover, an unanswered source-of-funds request, or a self-exclusion registered elsewhere in the same group. Read the exact clause before you write; it saves a round of argument that goes nowhere.
What This Site Cannot Do
gingacasino.info is an independent review portal, not the casino. It runs no platform, holds no money, has no access to player accounts and cannot see a balance, a document or a payment. Nobody here can unblock an account, restore a voided bonus or move a withdrawal up a queue — and anyone offering to arrange such things for a fee through "contacts" is running a scam. What is genuinely on offer is the map: how the procedure works, what usually lies behind each type of case, which documents to have ready, and in what order to escalate.
